Problem Statement Description
Product context: Salesforce is an enterprise CRM and cloud software company; its products include Sales Cloud, Service Cloud, Marketing Cloud, Commerce Cloud, Data Cloud, Einstein AI, Tableau, and Slack.
Salesforce Service Cloud is used by large, global support organizations where new agents must quickly learn how to resolve customer cases across channels, queues, policies, knowledge bases, macros, escalations, and CRM context. The onboarding experience is especially challenging because each enterprise customizes Service Cloud differently, with unique workflows, permissions, integrations, data fields, SLAs, and compliance requirements.
Your task is to design improvements to onboarding for support agents at global scale. Focus on the end-to-end experience of a newly hired or newly reassigned agent becoming productive inside Service Cloud, from first login and training through handling real cases confidently and consistently. Consider how onboarding must work across regions, languages, teams, customer segments, and enterprise configurations without assuming a one-size-fits-all workflow.
The design should account for the realities of high-volume support environments: agents are under pressure to meet productivity and quality goals, managers need visibility into readiness, admins need configurable controls, and enterprises need trusted, governed experiences that fit into existing CRM and support operations.
The experience should consider:
- The primary users involved, including new support agents, experienced agents, team leads, trainers, admins, and support operations managers
- Key onboarding friction points, such as understanding case context, navigating customized layouts, using knowledge articles, following escalation paths, and learning macros or automations
- Differences across global teams, including language, region-specific policies, time zones, local compliance needs, and varied support maturity
- How the experience adapts to different enterprise configurations without creating excessive setup burden for admins
- How agents receive guidance in the flow of work without slowing down case resolution or creating dependency on training tools
- How managers and trainers understand whether agents are ready, where they are struggling, and what interventions are needed
- Trust, privacy, permissions, AI governance, and data-access considerations in an enterprise CRM environment
- How success would be reflected in agent productivity, quality, confidence, customer outcomes, and operational efficiency
The goal is to frame a product design that improves time-to-productivity and confidence for support agents while preserving the flexibility, trust, and scalability expected from Salesforce Service Cloud in complex enterprise environments.
